Update: We spoke again with the original employee who checked us in, and to her credit she acknowledged things should have been handled differently from the start. This honestly never felt like a problem with individual employees trying to help — it feels like a resort-wide failure in communication, training, and management systems. Unfortunately, after everything that has happened, nobody from management has followed up with us since yesterday. We travel to Mexico 4x a year and Hard Rock Riviera Maya was the most disorganized resort experience we’ve ever had. 3+ hour delayed room, locked out of our room over billing instead of a phone call, spa appointments booked wrong, nonstop timeshare pressure, and constant confusion after switching buildings. @HardRockHotels @HRHRivieraMaya We came to Hard Rock Riviera Maya for a family wedding and originally planned to stay 3 nights. Our mistake was extending another 3 nights. While most employees have been polite, the resort’s systems and communication are unbelievably backwards and incompetent. We are experienced travelers and divers who visit Cozumel and Cancun 4 times a year, so this is not our first Mexico resort experience by any means. We understand how resorts operate, and we are generally easygoing people just looking to relax. The problems started immediately at check-in. Wedding guests were herded into a separate “special wedding” check-in area that turned into complete chaos. Our room was supposed to be ready at 3PM, but after hours of confusion and waiting, we only finally got into a room around 6:30PM because we agreed to PAY EXTRA to switch from Hacienda to Heaven rather than continue waiting. Honestly, I have no idea how long the other wedding guests waited to get their rooms. Because of that experience, management offered us an additional 30 minutes at the spa as an apology. As part of the wedding room package — and after paying absolutely exorbitant prices to stay here — we were also supposed to receive complimentary beach bags and wedding swag. For days we kept being told it was coming, but apparently Hard Rock’s systems are too confused to understand that we switched from Hacienda to Heaven. The original wedding package already included 25 minutes of massage time, so the extra 30 minutes were supposedly compensation for the disastrous check-in process. At this point, I don’t even want the beach bag or any souvenir that reminds me of this trip. I’m only mentioning it to show how incredibly disorganized this resort is. They can’t even successfully deliver a simple wedding package item to guests staying on their own property. Then things somehow got worse. We paid the incidental deposit, paid extra to switch from Hacienda to Heaven so we wouldn’t have to move rooms mid-stay, and paid for the first night of the extension. Yesterday we returned from the pool to discover we were LOCKED OUT of our room because the remaining balance hadn’t yet been paid. Instead of calling either of our cell phones — which the resort has on file — the front desk claimed they “left messages” and immediately disabled our room access. Our wallets, purse, money, and credit cards were locked in the safe inside the room. We were initially told security would have to escort us back into our own room to retrieve our belongings before payment could be made. Thankfully, after speaking with a manager, that ridiculous policy was waived and we were allowed access and permitted to settle the balance later that same day. Today we went to the spa accommodations they originally offered because of the bad check-in experience, only to find they had the wrong appointment time and booked services we NEVER requested — while somehow failing to book the massages, the ONLY service we wanted. Then after all of this, we still have people pushing timeshares. One employee even told me I should “chill out” because I’m on vacation. Hard Rock Riviera Maya has made relaxing impossible because of constant operational failures and poor communication. To be clear, we are not looking for compensation or freebies. We simply expected a smooth, enjoyable vacation experience at a resort of this caliber. Instead, this has been one frustrating experience after another.
